Customer Management for E-Commerce: Turning Buyers into Repeat Buyers

Getting a new customer costs money. Getting an existing customer to buy again costs a message. Most online stores spend almost all of their effort on the expensive one, mainly because they cannot easily see who has already bought from them.

What a customer record should hold

  • Name, phone, email and delivery addresses
  • Registration date and channel
  • Every order, with status and value
  • Total spend and average order value
  • Date of last order
  • Wishlist and cart contents
  • Reviews they have written
  • Returns and complaints

The last three are usually missing and they are the most revealing. A wishlist is a customer telling you exactly what to put on offer.

Three segments worth defining today

New customers — one order, placed recently. The goal is the second order; that is where loyalty actually starts.

Repeat customers — two or more orders. Small in number, large in revenue share. Worth knowing by name.

Lapsed customers — bought before, nothing in the last six months. The cheapest list you will ever market to, and the one almost nobody uses.

Numbers that tell you how healthy the store is

  1. Repeat purchase rate — share of customers who ordered more than once
  2. Average order value — and whether it rises for repeat buyers
  3. Time between orders — tells you when a reminder is useful rather than annoying
  4. Customer lifetime value — total spend per customer over time

A store with flat revenue and a rising repeat rate is in better shape than one with rising revenue and no repeat buyers at all.

Use the data without being irritating

Customer data earns its value in small, specific actions:

  • An offer on the category someone actually buys from
  • A restock notice to the people who wishlisted that item
  • A thank-you and a small discount after a third order
  • A quiet check-in with a customer whose last delivery was late

Generic blasts to everyone train customers to ignore you. Relevance is the whole point of keeping the data.

Handle complaints inside the record

When a complaint lives in one person's inbox, the next staff member to speak to that customer has no idea it happened. Attach it to the customer, along with what was done about it. It turns an awkward call into a competent one.
